Executive summary

A leading multi-campus school supporting more than 3,500 students, staff and parents sought to strengthen IT service delivery and create a scalable foundation for future digital support. The IT team used Freshservice to manage incidents, requests and digital services, but knowledge was fragmented, outdated and difficult to search.

MethodWerx was engaged to design the future state of Knowledge Management within the school's ITSM environment and build a practical service improvement strategy across people, process, data and success measures. The design also established foundations for AI-assisted service delivery through Freshservice and Freddy AI.

The engagement produced a standardised Knowledge Management framework, a user-first content structure, defined governance and roles, measurable performance targets and a phased implementation plan — creating a pathway to reduce manual effort, improve self-service and scale service quality without relying solely on additional headcount.

  • Knowledge distributed across repositories, often outdated or difficult to search
  • Low ticket deflection, with resolution speed reliant on service desk capacity
  • Informal knowledge management with limited taxonomy and KPI tracking
